Trust, Transparency, and the Human Values at the Heart of AI

The Ethics of Emotional AI: Walking a Fine Line
AI’s ability to detect and act on emotional signals is one of its most powerful—and potentially dangerous—capabilities. While this opens doors for more responsive, caring interactions, it also raises ethical concerns around consent, transparency, and manipulation.
“AI can now recognise distress on a call or adapt tone in a live chat,” says Richard Blythman, Co-founder of Naptha. But he warns that this same technology could be misused. “If a customer is flagged as emotionally vulnerable and that’s used to upsell them, it crosses an ethical line.”
This tension between support and exploitation is echoed across the industry. As Mo Cherif, VP of GenAI at Sitecore, tells Silicon UK, “Using inferred emotional states to drive urgency or fear-based conversions might boost short-term sales, but it’s a long-term failure in customer trust.” Customers have the right to know when AI is interpreting their emotional state—and how that data is being used.
The potential for misinterpretation is also a risk. “The biggest concern is assuming intent based on incomplete data,” emphasises Amy Rusby of Carmoola. “That’s why we treat AI insights as signals, not decisions.” This human-in-the-loop approach ensures that AI complements—not replaces—ethical judgment and empathy.
Ultimately, brands must embed ethical considerations at the design stage. This includes not just technical safeguards, but diverse governance teams, internal ethics policies, and clear communication with customers. “Transparency is key,” says Cherif. “Without it, AI becomes just another tool for manipulation.”
Feedback Loops: Building Empathy into the Machine
If empathy is the goal, feedback is the fuel. To ensure AI evolves in line with human values, businesses must build continuous feedback mechanisms—ones that capture both what customers do and how they feel.
“AI is not a ‘set it and forget it’ technology,” Cherif emphasises. “Feedback loops are essential.” That means integrating everything from CX metrics and in-app surveys to real-time behavioural analytics and qualitative human review. It also means involving diverse users in testing and building controls that let customers shape their own journey—opt-outs, preference centres, and the ability to override automation when needed.
James Evans, Head of AI at Amplitude, explains that effective feedback loops begin long before launch. “We redesigned internal workflows and decision-making six months before deploying Amplitude’s AI agents,” he says. “That alignment between the tech and the experience it aimed to improve was critical.”
For brands like Carmoola, AI missteps are treated as learning opportunities for both machines and teams. “When something goes wrong, we see it as a training opportunity,” says Rusby. “Feedback shouldn’t just fine-tune algorithms; it should shape behaviour and process.”
Equally important is understanding where automation ends and emotional nuance begins. As Martin Taylor of Content Guru explained, even systems that reach 93% automation—like during extreme weather events—must ensure vulnerable customers still reach a human agent. “Automation should empower, not trap,” he says.
This iterative, human-centric feedback design ensures AI remains an instrument of empathy rather than efficiency gone rogue.
When AI Works: Proof Points from the Frontlines of CX
Despite the complexities, many companies are proving that AI can improve satisfaction and loyalty without sacrificing authenticity. These aren’t just conceptual wins—they’re measurable.
Take Vodafone, for example. As Tom Cox of 15gifts explains, the telco’s AI virtual sales agent supported over 5 million customers in making mobile and broadband purchases, generating more than 1.1 million tailored recommendations and driving a 40x ROI. “It’s a perfect case of AI amplifying, not replacing, the salesperson mindset,” he says.
Aer Lingus offers another powerful case study. By unifying customer data across all channels and using AI to dynamically deliver personalised offers—like seat upgrades or baggage options—the airline saw over 40% of its revenue come through digital. “This is hyper-personalisation done right,” says Cherif. “It’s timely, relevant, and emotionally intelligent.”
There are subtler, yet equally impactful examples too. According to Matt Trickett at Qualtrics, Hilton used AI to uncover that towel quality was a major CX pain point. It responded with a company-wide improvement programme. “That seemingly minor detail led to improved guest satisfaction,” Trickett notes. Likewise, KFC identified regional preferences around gravy thickness—demonstrating how AI’s ability to surface the “unknown unknowns” can drive big wins.
Carmoola, meanwhile, saw a significant uplift in CSAT scores after implementing AI-powered support routing. “High-priority cases used to get stuck in generic queues,” says Rusby. “Now, AI detects urgency and routes issues to the right agent instantly.” The result? Issues are now resolved five times faster.
These examples illustrate a broader point: when AI is used to augment human empathy—not mimic it—it delivers outcomes that benefit both business and customer.
The Future Isn’t AI vs. Human—It’s AI for Humans
The age of transactional CX is over. Today, customers expect to feel seen, heard, and valued—on every channel, at every moment. Artificial intelligence, when designed thoughtfully, doesn’t diminish that expectation. It enhances it.
But as AI continues to evolve, brands must ask themselves: Are we building technology that understands people, or just systems that simulate connection? Are we using AI to serve the customer—or outsmart them?
“AI should empower, not replace human creativity and empathy,” says Cherif. And that’s the guiding principle that will separate the brands that thrive from those that lose trust and relevance.
In the end, augmented empathy isn’t about AI pretending to care. It’s about using AI to make caring at scale possible. It’s not a choice between heart and hardware—it’s about building systems where one enhances the other.
The question is no longer whether to adopt AI in CX, but how to do it in a way that leaves customers feeling not just helped—but truly understood.
